Think about that small coffee place you have always loved, the one where they know your name and remember your order before you even say it. Then one day it becomes a franchise. You walk in, and suddenly nobody knows who you are.
The people behind the counter did nothing evil. They simply became so focused on systems, optimisation, and making everything run faster that they quietly let go of the one thing that brought clients to them in the first place. And the worst part is that you rarely notice the drift until it has already cost you.
Why Luxury Cannot Hide Behind the Product Anymore
The luxury world is going through a fascinating moment right now, and the message is impossible to ignore... being expensive is no longer enough, and the product alone will never carry a brand on its own!
This is exactly why so many luxury houses are opening cafés, designing immersive spaces, and turning a simple purchase into something you actually want to live. They understood that loyalty is built through emotion, not transaction.

The Four Mistakes That Quietly Push Clients Away
Monica walked me through the four mistakes she sees over and over, and every single one of them is fixable once you can actually see it.
- Assuming the client already knows what is happening. Silence creates anxiety, and anxiety pushes people away. A client will forgive a delay they understand far more easily than a silence they cannot explain, so tell them what is going on. This is also where one of the oldest rules still wins... under promise, and over deliver!
- Adding friction that should never exist. When every email, every message, and every template starts sounding identical, the client stops feeling like you are talking to them. Worse, when they have to repeat their whole story to three different people, or wait while someone gets trained right in front of them, they end up doing work that was never theirs to do.
- Reacting instead of anticipating. Waiting for the fire and then scrambling to put it out is a luxury you simply cannot afford at the top. The brands that win build a quiet database of worst-case scenarios and train for them long before anything goes wrong.
- Treating client experience like a department. This is Monica's favourite, and mine too! Client experience is not a booth you send complaints to. It is a mindset baked into every corner of your culture, the way your whole team already thinks long before a client ever raises a hand.
The Luxury Paradox, Where Easy Becomes the Enemy
In almost every business, the advice is to make it as easy as possible to buy from you. In luxury, the opposite can be true... and this is where founders get nervous!
Think of the bags people wait months and years to even be offered. Scarcity, desirability, and the feeling of privilege are part of what makes the brand irresistible. You are the star of your own brand, and a star stays a little out of reach.
Yet here is the nuance that matters. These houses never lose the client journey behind the scenes. They know exactly where their client is coming from and what happens after the sale, so the experience stays flawless even while the access stays exclusive. That is the real art!
It All Starts at the Top
This is the part most people would rather not hear... your client experience is a direct reflection of your leadership!
Your team will reply to a client the way they see you reply. They will care as much as they watch you care. None of this happens by magic, and you cannot hand someone your standard without training them into it first.
And one moment deserves obsessive attention, the onboarding. Those first minutes right after a client says yes can either quietly ruin everything or send the whole experience soaring. It is more than worth the work.
